[DISCONNECTED?] Wi-Fi quality key to residential customer satisfaction
Wi-Fi quality is the primary driver of customer satisfaction and retention, according to a new analysis and white paper from Parks Associates. Although the research is aimed primarily at internet service providers, it provides insights into an important issue for active-aging communities, as well. According to the research, customer experience, rather than raw network performance, has become the key differentiator among providers.
The analysis showed that poor router placement and slow speeds create substantial penalties to net promoter scores and customer satisfaction. At the same time, resolving these issues delivers “dramatic improvements” in customer loyalty and reduces churn risk, according to the white paper.
While many internet service providers can manage backbone network performance, they often lack visibility into what customers actually experience inside their homes. This gap translates directly to customer frustration, increased support costs, and subscriber loss.
For example, residential customers on average have a low familiarity with concepts such as signal penetration and propagation, and may not realize that putting the router inside a metal cabinet, in a corner, or in another secluded area, impacts their Wi-Fi coverage and network performance. They know there is an issue with network quality but not what it is or how to resolve it.
Self-support applications enhanced with visual artificial intelligence offer a potential solution. By empowering customers to identify and correct common in-home problems, such as router placement and coverage optimization, providers can improve satisfaction and reduce support costs without requiring technician visits. Guided, visual tools enable customers to troubleshoot Wi-Fi issues independently.
"Ensuring that in-home connectivity is a smooth and delightful experience is essential in keeping customers satisfied," according to the white paper. "Customers who have steady and solid connectivity and can get their issues addressed quickly through customer service are vastly more satisfied and far less likely to churn than others."
